RESUMO:
This research aims to propose an integrated model of multi-criteria decision-making (MCDM) techniques, Analytic Hierarchy Process (AHP) and Quality Function Deployment (QFD), with Fuzzy Set Theory (FST) in order to use the “voice of customer” (VOC) as input for process modeling and optimization - Business Process Management (BPM) cycle step. In this research, three phases of the QFD - product planning matrix, component planning matrix and process planning matrix - are used to translate customer needs into product and process characteristics. AHP is a multicriteria pairwise comparison technique applied in this study in the first House of Quality (HOQ) to prioritize customer needs, eliminating possible inconsistencies. The fuzzy logic is integrated into AHP (fuzzy AHP) and all three phases of QFD (fuzzy QFD) of this research, converting human thought into numerical format, oriented to capture vagueness, imprecision and subjectivity in linguistic variables assessment. Finally, based on the process prioritization resulting from QFD, we seek to apply the BPM methodology for the current process modeling (as is) and optimization to a future process (to be). The proposed approach will be applied in a process considered standard in healthcare, making inference and replication possible.
